A helpdesk is the first port of call for queries, complaints and support, and as such is a role in which you will be constantly learning and increasing your skill set. Large companies will have a support team available on site, however this is a job that may also be filled remotely. Helpdesk is the first line of support for IT operations. They are often considered as Level 1(L1) support for any issues, and it also acts a bridge between the user and more experienced Level 2 (L2) and Level 3 (L3) support. The general mode of contact with Helpdesk could be via Phone, Email or via ticketing tools like Service-Now and Remedy. So, when a user would like to report an issue, they can phone/email/contact Helpdesk who do the first level of triage based on set process or Knowledge documents available with them. If they are unable to resolve the issue, they forward it to the L2 and L3 support team who could research or provide a detail technical analysis and resolution. In a typical IT Infrastructure support process, Helpdesk can resolve 35-40% of all the tickets logged by users. The focus within organizations is always to strengthen Helpdesk processes and increase the number of first-level resolution tickets.
